Customer Success Manager

A Customer Success Manager (CSM) is a post-sale professional responsible for ensuring customers achieve their desired outcomes while using a company's product or service. The role is proactive, focusing on building long-term relationships and demonstrating ongoing value. This approach helps maximize customer lifetime value by driving adoption, renewals, and expansion.

Core Responsibilities

The day-to-day work of a CSM involves several key functions designed to nurture the customer relationship. They guide new customers through onboarding and implementation, monitor customer health scores to identify risks, and drive deeper product adoption across the user base. CSMs often conduct periodic Executive Business Reviews (EBRs) to align on strategy and showcase ROI. They also identify opportunities for growth, such as upsells or cross-sells, and manage the renewal process to secure recurring revenue.

The CSM role is distinct from other customer-facing positions. While an Account Manager primarily owns the commercial relationship and contract negotiations, the CSM owns the value and health of that relationship. Customer Support, in contrast, is a reactive function that resolves specific, incoming technical issues and tickets. The CSM's focus is on proactive, strategic guidance to prevent such issues and ensure long-term success.

Strategic Importance

In subscription-based business models, the CSM function is critical for sustainable growth. By focusing on customer outcomes, CSMs directly influence key SaaS metrics like Net Revenue Retention (NRR) and churn rate. Supported by Revenue Operations for data and tooling, they act as the voice of the customer internally, providing crucial feedback to product and marketing teams. This role is a cornerstone of the post-sale side of the bowtie funnel, turning successful customers into advocates.
